Freshdesk: customer support software for ecommerce
Paid partnership
What is ecommerce customer support software?
Ecommerce customer support software is a help desk that connects to the store platform, so order, payment and shipping details sit beside the customer's message and an agent can answer, refund or cancel without leaving the ticket. Freshdesk is Freshworks' customer-facing help desk, sold in two lines: an email-and-ticketing product, and Freshdesk Omni for stores that also handle web chat, WhatsApp, Instagram, SMS or phone.
- What it is
- A customer-facing help desk: ticketing, shared inbox, customer portal and knowledge base, with automation and AI sold alongside.
- Designed for
- Support delivered to customers, shoppers and other external users, as distinct from Freshservice, which covers services delivered to employees.
- Built for
- Small stores upward; Freshworks describes the Omni line as scaling from support teams of 10 to 500 agents.
- How it works
- Channels are connected to one queue, the store platform is connected through a Marketplace app, and automation is layered on once the repeating questions are known.
- Main consideration
- The two product lines have separate price lists, and automated resolution is metered by session rather than included in the seat.
What is Freshdesk used for in ecommerce?
Freshdesk fits an online store that has outgrown a shared mailbox, wants order data beside the conversation, and expects most incoming messages to be variations on a handful of questions rather than one-off problems.
Ecommerce support has a particular shape, and that shape is what decides whether the fit works. Volume is high, complexity is low, and the same questions recur: where is my order, can I return this, when does it arrive. A help desk built around ticketing, templated replies and self-service suits that pattern. A store whose support is low-volume and highly bespoke will feel the structure as overhead.
Then there is the question of channels. A store answering only email is buying a different product from a store whose shoppers message on Instagram, and that decision sets the cost base for everything after it.
What are the pros and cons of Freshdesk for an online store?
For a store, the useful part is how much of the order workflow can happen inside the ticket. The Shopify app puts recent orders, payment status and shipping information next to the message, and where an administrator has enabled it, agents can cancel an order or issue a full or partial refund from the same widget. Normally that is the point where an agent has to go and open a second system.
The thing to weigh up is the pricing structure. Freshdesk splits email-and-ticketing from omnichannel across two separate price lists, and adds AI as metered extras. The headline per-seat figure is the floor rather than the invoice, and you will burn through the most automated sessions in the same months your ticket volume peaks.
Stores expecting to add web chat or WhatsApp within a year should price the Omni line from the outset.
What is ecommerce customer support software?
Ecommerce customer support software is a help desk with a live connection to the store platform, so that a shopper's order history, payment status and shipping information appear inside the support ticket rather than in a separate tab.
That connection is what makes the difference. A general help desk tracks conversations; an ecommerce help desk tracks conversations about orders, so the agent needs the order in front of them to say anything useful. The category also assumes high volume and low complexity, which is why it offers templated replies, automated routing, self-service portals and, increasingly, automated resolution.

How do you automate "where is my order" tickets?
"Where is my order" (WISMO) tickets are automated in Freshdesk by connecting the help desk to the store through the Shopify app, so the order status sits in the ticket, letting Freddy AI Agent answer the routine statuses, and routing delayed or disputed orders to a person.
Order-status questions come up constantly, the answer is already sitting in the order record, and they hardly ever need any judgement. That makes them the obvious first thing to automate. With Freshdesk the order data arrives through the store connection, and the automated reply comes from Freddy AI Agent, which handles the conversation without an agent picking it up.
Decide the escalation rules up front. Routine shipped and processing statuses can be answered automatically; delayed, lost and disputed orders are where an automated reply costs more than it saves.
How do you set up a returns and refunds support workflow?
A returns and refunds workflow in Freshdesk runs in four stages: the shopper submits a request against an order, the request is checked against the return policy, an approved return is authorised and shipped back, and the refund is issued from the ticket through the Shopify app and recorded.
Most of the friction sits at the two ends. Intake fails when the shopper cannot find where to start and emails instead; settlement fails when the agent who approved the return cannot issue the refund and has to hand it on. Freshdesk covers intake through the customer portal and settlement through the Shopify connection.
The policy checks in between (return windows, final-sale exclusions, condition rules) are configured as ticket fields and automation rules rather than supplied ready-made. Budget setup time for it.
How do you manage customer support across email, WhatsApp and Instagram for an online shop?
Email, WhatsApp and Instagram are managed together by routing all three into one ticket queue with one customer history, which in Freshdesk means the Omni line, because WhatsApp and Instagram are not part of the email-and-ticketing product.
This is what separates the two product lines. The email-and-ticketing product covers email, phone, chat, Facebook and the website portal. WhatsApp and Instagram sit in Freshdesk Omni, which runs those channels plus SMS and phone through a single workspace, with every message becoming a ticket carrying the same customer history. Instagram Business accounts connect through the Freshworks Neo platform messaging API.
Each channel is authorised separately, and the messaging platforms set their own rules on when a business may initiate contact outside a live conversation. Those constraints come from Meta rather than from the help desk.
How do you offer 24/7 support for an online store without hiring more agents?
Round-the-clock cover without more agents comes from three things Freshdesk provides on every tier: a self-service help centre that answers the common questions at any hour, automated handling of repetitive enquiries, and clear rules for what waits until morning. Seasonal peaks such as Black Friday add a fourth: temporary capacity on day passes.
Knowledge base articles written in November arrive after the questions do, so the preparation window is October. Seasonal staff can work on day passes rather than annual licences, which changes the cost shape of a short peak.
Do the sums for your own peak. Passes are priced per day and per tier, so a long peak with many temporary staff can overtake the cost of a seat.
How do you connect Shopify to a help desk?
Shopify connects to Freshdesk through an app installed from the Freshworks Marketplace, authenticated with a custom app created inside the Shopify store, after which order details appear in a widget beside each ticket.
The setup route changed at the start of this year and much of the guidance circulating online still describes the old one. Freshworks' documentation states that new custom apps must now be created through the Shopify Dev Dashboard, legacy custom app creation having ceased. Existing connections are unaffected. In practice: install the app from the Marketplace, create the custom app on the Shopify side, grant the customer and order permissions, then paste the Client ID and Client Secret into Freshdesk. More than one storefront can connect to a single account.
Refund and cancel can be switched off for agents at account level, which matters if you would rather those actions stayed with a smaller group.

Do you need a help desk for an online store, or is a shared mailbox enough?
Most stores looking at support software are really comparing four different kinds of tool, not four versions of the same one. The real difference is where the tool sits relative to the store, and what it can see.
| Kind of tool | Where it sits | What it can see | Handles returns | Pricing model |
|---|---|---|---|---|
| Shared mailbox | In the email client | The message only | Manually, in a second system | Included with email hosting |
| Storefront chat widget | On the shop page | The session, sometimes the cart | Escalates to a person | Monthly, often per conversation |
| Platform-native support feature | Inside the store platform | That platform's data only | Within the platform | Included in the platform plan |
| Connected help desk (Freshdesk) | Above the store, across channels | Message, order, payment and shipping together | Refund and cancel inside the ticket | Per agent, plus metered AI |
A mailbox needs no setup and answers nothing on its own; a connected help desk needs configuration and then absorbs the repeating work.
An ecommerce help desk earns its cost in the questions it stops an agent from having to answer, so the order connection and the self-service content matter more than the feature list.
How do you set up Freshdesk for an online store?
- Pick the line first: email-and-ticketing if shoppers reach you by email and Facebook, Omni if web chat, WhatsApp, Instagram or SMS are in the mix. Start with Freshdesk.
- Consolidate the channels: connect the mailboxes first, then authorise each messaging channel separately.
- Connect the store: install the Shopify app and grant the customer and order permissions, so agents see the order without switching tabs.
- Publish the policies: shipping, returns and sizing as knowledge base articles, linked from the header, footer and checkout rather than only the contact page.
- Automate last: once you can see which questions keep coming back, point automated handling at those and leave the rest with agents.
How much does Freshdesk cost per agent?
Both lines are charged per agent per month, discounted for annual billing, with automation and additional channels charged separately from the seat. The per-seat figure is rarely the invoice: three things usually get added: the channel product if you need more than email, the AI capability if you want automated handling, and metered usage once included allowances run out.

Something to check before you compare anything: the meta description on the Freshdesk pricing page quotes a lower starting figure than the cheapest price printed on the page itself, and search engines reproduce it in their snippet. Read the page, not the snippet. Confirm current pricing on the Freshdesk pricing page before budgeting.
Is there a free help desk for a small online store?
Freshworks documents a Free Program for Freshdesk that runs for a limited period with a small agent limit, and its documentation states the programme is not available in Freshdesk Omni.
The programme is not listed on the public pricing page. Reaching it means Admin → Account → Plans and Billing inside an account you already hold. And because signup can start a new account on Omni, it is possible to sign up intending to use the free option and not be eligible for it. Check which product your account is on before the trial ends. What it includes: ticketing across email and social, ticket dispatch, a knowledge base, a ticket trend report, analytics, team collaboration, email support and a choice of data centre location.

Does ecommerce customer support software need to be GDPR compliant?
Whether a particular support setup meets a store's legal obligations depends on the data involved, the method used to collect and store it, the intended use, the contractual position between the store and its software supplier, and the jurisdictions the store and its shoppers sit in.
Where the data sits. Freshworks hosts on AWS and lets customers choose a data centre location at signup, including on the Free Program. Which location satisfies a given obligation depends on the store's circumstances.
Card data in tickets. Obligations here come from the card schemes and the store's acquirer rather than from the help desk; the controls are covered in Cllimber's Freshdesk financial services article.
Deletion requests. A shopper asking for erasure typically requires identifying the requester, establishing whether the store acts as controller or processor, checking which records must be retained for tax or fraud purposes, and documenting what was done. Freshdesk provides role-based access, audit trails and retention configuration; the policy is the store's to set.
Freshworks displays ISO/IEC certification, AICPA attestation, Cyber Essentials and Cyber Essentials Plus, and publishes documentation through a trust centre. Those are a starting point for a security assessment, not a substitute for one.
This is not legal advice. Take advice on your own circumstances.

What should you check before signing up to Freshdesk?
- The product split drives the cost. Choosing between the email line and the omnichannel line matters more to the bill than choosing a tier within either.
- Automated resolution is a variable cost. Sessions are metered after an included allowance, and consumption peaks when volume does. Model the peak, not the monthly average.
- Policy configuration is yours. Return windows, escalation rules and retention periods are built rather than supplied.
- Published figures do not always agree. Customer counts differ between Freshworks pages, and the pricing page's search snippet differs from the page itself. Work from the page and the date.
What can't Freshdesk do for an online store?
- An internal IT or employee service desk. That is Freshservice, a separate product with its own price list, covered in Cllimber's Freshservice financial services article and Cllimber's Freshservice insurance article.
- A store platform. It connects to one; it does not replace it.
- A returns-logistics system. It handles the conversation and the refund, not warehouse receipt or grading.
What are the most common questions about Freshdesk for ecommerce?
What is Freshdesk used for?
Freshdesk brings customer messages from several channels into one ticket queue where they can be prioritised, assigned, tracked and answered. Online stores pair it with a store connection so order information appears in the ticket.
Does Freshdesk integrate with Shopify?
Yes, through a Freshworks Marketplace app authenticated with a custom app created in the Shopify store. Since 1 January 2026 new custom apps must be created through the Shopify Dev Dashboard; existing connections are unaffected.
Can Freshdesk handle high-volume seasonal support?
Yes. In Freshdesk a seasonal peak calls on automated handling, automated routing, self-service and temporary capacity through day passes, which are charged per pass rather than as a monthly seat, at rates varying by tier.
Does Freshdesk have a free plan?
Freshworks documents a Free Program for Freshdesk with a limited duration and agent count, not available in Freshdesk Omni. It is not listed on the public pricing page and is reached from Admin → Account → Plans and Billing inside an existing account.
Is Freshdesk GDPR compliant?
Compliance is shared: the supplier acts as processor and the store as controller, so configuration and policy decide the outcome. Freshworks offers a choice of data centre location, role-based access, audit trails and retention configuration, and publishes certifications through a trust centre.
Which customer service channels does Freshdesk support?
Freshdesk's email-and-ticketing line covers email, phone, chat, Facebook and the website portal. WhatsApp, Instagram and SMS sit on the Omni line, which is a separate product with its own price list. A store that expects to add WhatsApp within a year should price Omni from the start.
How does Freshdesk automate customer enquiries?
Freshdesk automates enquiries in three ways. Automation rules route, tag, assign and close tickets on conditions the store sets. Freddy AI Agent answers routine enquiries such as order status on its own, metered by session, with 500 sessions included per account and further sessions bought in blocks. Freddy AI Copilot, an add-on on Pro and Enterprise, drafts replies and summaries for a human agent to send.
What does a shared inbox do for an online store?
A shared inbox turns a mailbox several people log into, such as support@, into a queue where every message becomes a ticket with one owner, a status and a history, so two agents cannot answer the same shopper twice. In Freshdesk the shared inbox is on every tier, with an unlimited number of mailboxes per account and agent collision detection.
What is WISMO in customer service?
WISMO stands for "where is my order", and in Freshdesk it is the first ticket type most stores automate. It is the label support teams use for the order-status question that makes up a large share of ecommerce tickets, and it is the usual first target for automation because the answer already sits in the order record. In Freshdesk the order status arrives in the ticket through the Shopify app, and routine statuses can be answered by Freddy AI Agent, which is metered by session.
How to handle a customer data deletion request in a help desk
Identify the requester, establish whether the store is the controller or a processor, check which records have to be kept for tax or fraud purposes, delete or anonymise the rest, and record what was done. Freshdesk provides role-based access, an audit trail and configurable purge rules, and administrators can permanently delete customer data. The retention policy itself is the store's to set.

Ready to put the order beside the conversation?
The first decision is which of the two lines matches the channels your shoppers already use, since that sets the cost base for everything after it. The trial gives Enterprise-tier access for a fortnight without a card. Start with Freshdesk.
